AI ticket triage in Zendesk: every ticket classified, enriched and routed on arrival

Instead of an agent sorting the queue every morning, Claude reads each new ticket, fills in reason, priority and language, adds order or account data and lets your triggers route it.

The first minute of a ticket's life, before and after AI triage.

The manual process today

Tickets arrive by email, web form and chat with no category, or with a category the customer picked at random. Every morning one or two agents go through the queue: read, tag the contact reason, set priority, look up the order in Shopify or the account in the CRM, and assign to a group. Some tickets end up in the wrong group and bounce around. The contact reason field is filled in inconsistently, so the reports built on it are unreliable.

On a team handling 3,000 to 5,000 tickets a month, triage alone can take 30 to 50 hours a month, and it delays the first reply for every ticket in the queue.

How AI triage works, step by step

  1. New ticket. A Zendesk trigger calls a webhook as soon as a ticket is created.
  2. Reading. Claude reads the subject, body and any attachment text. It uses a short, documented list of contact reasons with examples of each.
  3. Classification. It fills in contact reason, priority and language, and gives a confidence score. If the customer mentions an order number or email, it extracts it.
  4. Enrichment. With that identifier it queries Shopify, your CRM or your back office and adds the relevant context as an internal note: order status, shipping status, plan, account manager.
  5. Routing. Zendesk triggers, now based on reliable fields, assign the ticket to the right group and view. The AI fills in fields; your rules decide the routing.
  6. Review queue. Low-confidence tickets are tagged and sent to a review view instead of being guessed.
  7. Measurement. A weekly sample of tickets is compared with human judgement, so accuracy is tracked per category, not assumed.

What you need

  • Zendesk with admin access and a dedicated API user.
  • A reasonably clean set of triggers and fields. If your Zendesk has 100+ triggers nobody understands, read how to clean up Zendesk triggers before adding AI first.
  • A list of 10 to 15 contact reasons that actually drive a decision.
  • API access to the system that holds order or account data, if you want enrichment.

Limits and human review

Triage does not reply to customers. It prepares the ticket so an agent can act faster. Categories that carry risk, such as legal complaints, data protection requests or chargebacks, can be set to always go to a person regardless of confidence. Every classification is stored on the ticket, so you can audit it later. The next step, suggested replies as internal notes, is added only once triage is proven.

Typical timeline

If Zendesk is already tidy, AI triage is usually live in 2 weeks, plus 2 weeks of monitoring and tuning. If it needs a clean-up first, count on an extra month. This is part of Zendesk administration on the Extended plan. See it in the e-commerce Zendesk case: 140 triggers down to 38, AI classification agreeing with humans in 93% of cases and first reply time down 58%.

Frequently asked questions

Should I use Zendesk's own AI or a custom layer with Claude?

It depends on your Zendesk plan, ticket volume and how specific your categories are. Zendesk's intelligent triage works well for generic intents. A Claude layer makes sense when you need your own categories, data from Shopify or your CRM, or several languages. We compare both with your real tickets before deciding.

How accurate is the classification?

On a clean set of 10 to 15 contact reasons, 90% or more agreement with human review is normal. With 40 overlapping categories, no AI will do well; that is why the clean-up comes first.

What happens when the AI is not sure?

The ticket gets a needs-review tag and goes to a dedicated view. A person classifies it, and that case is used to improve the instructions.

Which process would you like to stop doing by hand?

Walk me through it on a 30-minute call. I'll tell you whether it can be automated, how much time it would save and where I'd start. No strings attached.
